Amazon Connect has been nominated for the World AI Awards in the AI Call Routing & Intent Resolution category, recognising AWS technology designed to understand customer needs, automate service interactions and route contacts toward the people or resources best placed to resolve them.
Now presented by AWS as Amazon Connect Customer, the platform sits at the intersection of cloud contact centres and agentic AI. Calls are only part of the picture. Voice, chat, email and tasks can move through the same environment, while AI agents analyse conversations, identify intent and assist with the next step.
That matters because contact-centre routing has traditionally depended heavily on menus, queues and rules established before a customer ever explains the actual problem.
Amazon Connect is pushing beyond that model.
Customer intent becomes a live signal
A customer rarely thinks in contact-centre terminology. They do not necessarily know whether their problem belongs with billing, technical support, reservations or another department. They simply explain what went wrong.
Amazon Connect Customer AI agents are designed to make sense of that conversation.
AWS says its AI agents use conversational analytics and natural language understanding (NLU) to automatically detect customer intent during calls, chats, tasks and emails. Once an issue is identified, the system can provide human representatives with generated responses, recommended actions and relevant documents.
The technology can also work directly with customers. Amazon Connect Customer supports AI agents capable of handling voice and chat interactions, retrieving information and taking actions to resolve certain requests without immediately handing the conversation to a human representative.
When human intervention becomes necessary, the interaction can be escalated rather than forcing the customer to begin again.
That combination of intent detection and action is what makes Amazon Connect particularly relevant to the AI Call Routing & Intent Resolution category. The aim is not simply to recognise words. It is to establish what the customer is trying to accomplish and use that understanding inside the service workflow.
Routing gets more precise than sending everyone into a queue
Intent resolution becomes more useful when it can influence where an interaction goes next.
Amazon Connect supports queue-based and skills-based routing, allowing organisations to match contacts with agents according to criteria such as language or expertise. Routing profiles determine which queues and channels an agent can handle, while businesses can establish priorities and delays for different queues.
The platform can go further with agent proficiency routing.
An organisation can define attributes and proficiency levels for individual agents, then create routing criteria that look for combinations of those skills. AWS gives the example of a French-speaking customer requiring DynamoDB assistance: Amazon Connect can initially look for an agent with high proficiency in both French and DynamoDB, then progressively broaden the criteria if an exact match is unavailable.
This is where routing becomes less mechanical.
Instead of treating every available agent as interchangeable, the contact centre can consider what the customer needs and what an individual representative is equipped to handle.
AI agents can work beside the human agent
Routing a customer correctly does not guarantee that the problem will be solved quickly.
Amazon Connect therefore carries its AI layer into the agent workspace.
When a human representative accepts a call, chat, message, email or task, the workspace can surface customer information and AI-generated recommendations without requiring the agent to move constantly between separate applications.
AWS says its AI agents can dynamically search organisational resources, retrieve relevant information, perform retrieval-augmented generation queries and take actions across Amazon Connect Customer and integrated third-party applications.
Intent detection also continues during the conversation. If the customer’s real problem only becomes clear after several exchanges, AI assistance can respond to what is actually being discussed rather than relying solely on the queue through which the interaction arrived.
It is a subtle shift, but an important one. The routing decision no longer has to be the final intelligent decision made by the contact-centre platform.
Rules still matter when AI should not improvise
Amazon Connect’s approach does not mean every customer-service process is handed entirely to a language model.
AWS describes Connect Customer as combining agentic AI with structured, rule-based processes. AI agents can understand intent, maintain conversational context, retrieve knowledge and perform configured actions, while tasks that need deterministic execution can remain inside controlled workflows.
That distinction matters in customer service.
A conversational system may need flexibility when understanding why someone is calling. Identity verification, required disclosures or tightly controlled business processes can demand something different.
Amazon Connect therefore combines conversational AI with contact flows, queues, routing profiles, defined agent proficiencies and configurable guardrails rather than replacing the entire contact-centre architecture with an autonomous model.
Why Amazon Connect fits AI Call Routing & Intent Resolution
The practical challenge behind AI call routing is deceptively simple: understand why somebody has contacted a business, determine what should happen next and get the issue closer to resolution without creating another layer of friction.
Amazon Connect tackles each part of that sequence.
Natural language understanding helps identify intent. AI agents can attempt self-service resolution or support a human representative. Routing criteria can match contacts with agents according to expertise and other attributes. The agent workspace then carries customer context and recommendations into the human conversation.
None of that guarantees that every interaction will be correctly interpreted or resolved. Contact-centre performance still depends on implementation, organisational data, workflow design, integrations and the way individual businesses configure the platform.
What Amazon Connect demonstrates is a different direction for routing: one where understanding the conversation itself can become part of deciding what happens to the conversation.

Amazon Connect’s nomination reflects one of the more immediate enterprise applications of AI. Contact centres already sit between businesses and huge volumes of customer questions. Bringing intent detection, intelligent routing and agentic assistance into that environment creates an opportunity to make those interactions more responsive without pretending that every customer problem should be automated.
Sometimes the smartest routing decision may be an AI agent completing the task. Sometimes it will be finding a human with the right expertise.
